An AI copilot for customer support is an assistant that works beside your human agents, not in front of your customers. It reads the conversation, searches your knowledge base, and drafts a reply that the agent reviews, edits, and sends. The customer still talks to a person. The person simply stops writing every answer from scratch. This guide explains how a support copilot works, where it helps most, the risks to manage, and how to roll one out without losing control of what your team sends.
What Is an AI Copilot for Customer Support?
Most conversations about AI in support focus on the chatbot: the bot that answers visitors directly, around the clock. A copilot (also called "agent assist") solves a different problem. It helps the human agents who handle the conversations the chatbot cannot, or should not, answer on its own: complaints, exceptions, account problems, sales questions, and anything that needs judgment.
Both tools usually share the same knowledge base. The difference is who sees the output and who is accountable for it:
| AI Chatbot | AI Copilot | |
|---|---|---|
| Who it talks to | Your customers, directly | Your support agents only |
| Who sends the answer | The AI | A human, after review |
| Best for | Repetitive, well-documented questions | Escalations, exceptions, and judgment calls |
| Main benefit | Fewer conversations reach your team | Faster, more consistent human replies |
| Main risk | A wrong answer reaches the customer | An agent sends a draft without reading it |
You do not have to choose one. The strongest setups use the chatbot for the first line, hand the hard conversations to a person, and give that person a copilot. The handoff itself is a separate design problem, which we cover in our guide to AI chatbot human handoff. This article picks up at the moment a human agent opens the conversation.
Why Support Teams Are Adding a Copilot
The best-known field evidence comes from a study of 5,179 customer support agents who got access to a generative AI assistant. In "Generative AI at Work" (Brynjolfsson, Li, and Raymond, NBER, 2023), issues resolved per hour rose 14% on average, and 34% for novice and low-skilled agents. Experienced, highly skilled agents saw minimal change. The authors also report better customer sentiment and higher employee retention. Results in your team will depend on your content and workflow, but the pattern is useful: a copilot helps most where knowledge is unevenly spread across the team.
In day-to-day support, that shows up in four places:
Faster First Drafts
Agents spend less time searching help articles and typing the same explanations. The copilot assembles the facts; the agent checks them and adds the human part.
Consistent Answers
Every draft comes from the same knowledge base, so customers get the same refund window or shipping rule no matter who is on shift.
Shorter Onboarding
New hires can work real conversations early. They review grounded drafts and learn your policies and tone by doing, instead of weeks of shadowing.
Support in More Languages
A copilot can draft in the customer's language even when the agent thinks and types in another, which opens markets you could not staff before.
What a Good Support Copilot Actually Does
"AI copilot" is a broad label. When you evaluate one, look for these capabilities rather than a generic text box that rewrites whatever you type.
Drafts complete replies from the conversation
The core job: read the customer's message and the thread so far, look up the relevant facts, and write a full reply the agent can send after a quick review. Good drafts are grounded in your own content, not in what the model happens to know.
Lets the agent make the decision
Often the agent already knows the answer: yes, we can extend the trial; no, that date is full. What they want is help with the wording. A useful copilot lets the agent type the decision in a few words and writes the polite, complete reply around it, without changing the decision.
Answers the agent's own questions
Agents need to ask things the customer never sees: "What is our policy for damaged items?" or "What did this customer ask about last week?" A side-panel chat that shows its sources lets the agent verify the facts before they use them.
Uses customer context and attachments
The best drafts include facts about this customer: their orders, bookings, or CRM record, and the screenshot or PDF they just sent. Without that context, a copilot can only produce generic answers.
Works on every channel your team answers
If chat, email, and helpdesk tickets live in different tools, a copilot that only works in one of them leaves most of the workload untouched. Check that it drafts wherever your agents actually reply.
Where a Copilot Fits in Your Support Workflow
A copilot works best as one step in a loop, not as a standalone tool. A typical flow looks like this:
- The chatbot answers first. Repetitive, documented questions are resolved without a person.
- Hard cases go to a human. Handoff rules send complaints, sensitive topics, and low-confidence conversations to your inbox with the full transcript.
- The copilot drafts. The agent opens the conversation and gets a grounded draft, or types the decision and lets the copilot write the reply.
- The agent reviews and sends. A person stays accountable for every word the customer receives.
- The answer improves the knowledge base. When an agent writes a good answer to a question the bot could not handle, that answer becomes a candidate for the knowledge base, so the bot can answer it next time.
The last step is the one most teams skip. Without it, your agents answer the same escalated question every week. With it, every human answer makes the chatbot a little better and the human queue a little shorter.
Risks to Manage (and How to Manage Them)
A human review step makes a copilot safer than a fully automated bot, but it does not remove every risk.
Confident but Wrong Drafts
A copilot can hallucinate just like a chatbot. Ground it in your own content, show sources, and fill the gaps it exposes. The fixes are the same ones that keep a chatbot accurate.
Rubber-Stamping
When drafts are usually right, agents stop reading them. Make review an explicit expectation, and spot-check sent replies during the first weeks.
Internal Content Leaking
Agents need internal playbooks, escalation rules, and discount policies. Customers should not get them from the chatbot. Keep internal sources visible to the copilot only.
Losing the Human Touch
Drafts can sound the same every time. Ask agents to add the customer's name and specific details, and to write sensitive or emotional replies themselves.
For the accuracy side in depth, see why AI chatbots hallucinate and how to stop it. Everything in that guide applies to copilot drafts too.
How to Set This Up with BubblaV
BubblaV includes an AI Copilot for your support team inside the Live Support inbox. It uses the same knowledge base as your chatbot, plus the conversation and customer context. Viewing conversations is available on every plan; joining live conversations and using AI Copilot require a Pro plan (see plans and pricing).
Step 1: Give Copilot Good Knowledge
Copilot drafts from your knowledge base: website content, uploaded files, and Q&A entries. The better that content, the better the drafts. Connect integrations such as Shopify, HubSpot, or Calendly so Copilot can also look up orders, tickets, and bookings for the customer in front of you.
Step 2: Mark Internal Sources "Copilot Only"
Upload internal playbooks or staff guidelines under Knowledge, then set Available to to Copilot only on those files or Q&A entries. Your team's Copilot can use them; the visitor-facing AI Agent never sees them. Website pages are always shared with both.
Step 3: Draft a Reply in One Click
Open a conversation in Live Support, hover a visitor message, and click Draft reply. Copilot writes a complete draft into your composer. On email conversations, use Draft reply with Copilot; drafts also work on HubSpot and Zendesk tickets in the unified inbox.
Step 4: Or Steer the Draft with a Few Words
Type the key point, for example "yes, we have space", and click the wand. Copilot keeps your decision and writes the full reply in the visitor's language, even if you typed in another language. Send is blocked while it drafts, so your shorthand never goes out by mistake. In the mobile app, the same action is Draft, next to Translate.
Step 5: Ask Copilot When You Need Facts
Open the Copilot tab in the right sidebar and ask, for example, "What's our return policy?" Copilot shows the sources it used under each answer. Web search is off by default; turn it on with the Web Search toggle only when you need outside information.
Step 6: Turn Agent Answers into Knowledge
With Self-Learning, when a live-support chat is resolved, your agent's reply becomes a suggested Q&A in Knowledge → Q&A. Edit it, then Approve & publish so the chatbot answers that question next time. The review queue is available on Pro and higher.
Each Draft reply or wand draft uses one message credit. Copilot suggestions are visible only to your team, never to the customer. The full walkthrough is in the AI Copilot user guide, and the knowledge overview explains which sources can be set to Copilot only.
Hiring for a busy season? The agent onboarding use case shows how new hires work real conversations from day one, and Self-Learning explains the full review flow for learned answers.
How to Measure Whether Your Copilot Works
Measure before you switch the copilot on, then compare after a few weeks. Track the same numbers for new and experienced agents separately, because the gains are rarely even.
- Response time: how long customers wait for the first human reply and for each follow-up.
- Resolutions per agent hour: the productivity measure used in the NBER study.
- Edit rate: how much agents change drafts. Heavy edits on one topic usually point to a gap in the knowledge base.
- Customer satisfaction: ratings and reopened conversations, to make sure speed did not cost quality.
- Ramp time: how many weeks a new agent needs before they work the queue without help.
In BubblaV, the Reports page shows resolution rate and average response time, and lists unanswered questions so you know which knowledge to add next.
AI Copilot Rollout Checklist
- Knowledge base covers products, policies, and your top escalation topics
- Internal playbooks are marked Copilot only, not shared with the chatbot
- Integrations connected so drafts can use order, booking, and CRM data
- Clear rule: every draft is read and personalized before it is sent
- Sensitive and emotional conversations are written by agents themselves
- Baseline response time and satisfaction recorded before launch
- Weekly review of learned answers and heavily edited drafts
The Bottom Line
A chatbot reduces how many conversations reach your team. A copilot changes how fast and how well your team answers the rest. Ground it in your own content, keep internal knowledge internal, make human review non-negotiable, and feed good agent answers back into the knowledge base. Then the copilot does more than save typing: it spreads your best agents' knowledge to everyone on the team.
AI Copilot for Customer Support FAQ
Common questions about AI copilots and agent assist for support teams.
What is an AI copilot in customer service?
What is an AI copilot in customer service?
An AI copilot is an assistant for human support agents. It reads the conversation, searches your knowledge base and customer data, and drafts a reply or answers the agent's questions. The agent reviews and sends the reply, so a person stays in control of what the customer receives.
What is the difference between an AI chatbot and an AI copilot?
What is the difference between an AI chatbot and an AI copilot?
An AI chatbot talks to customers directly and answers on its own. An AI copilot only talks to your agents and drafts replies that a human reviews before sending. Many teams use both: the chatbot handles repetitive questions and the copilot helps agents with the conversations that reach a person.
Will an AI copilot replace support agents?
Will an AI copilot replace support agents?
No. A copilot drafts and looks up information, but a human decides what to send. Research on generative AI assistants in customer support found the biggest productivity gains for newer agents, which suggests a copilot mainly helps people learn and work faster.
Can a copilot use internal documents without showing them to customers?
Can a copilot use internal documents without showing them to customers?
In BubblaV, yes. Mark files or Q&A entries as Copilot only. Your team's Copilot can use them to draft replies, but the visitor-facing AI Agent never sees them.
Can an AI copilot reply in the customer's language?
